Agent Assist

Also called: Agent copilot · AI copilot for agents · Suggested replies · Real-time agent assistance

AI that works beside a human agent in a live chat, suggesting replies, summarising threads and fetching facts while the agent decides what to send.

What is agent assist?

Agent assist is AI that supports a human agent during a live customer conversation instead of talking to the customer itself. In a WhatsApp shared team inbox it reads the thread as it unfolds and offers help on the agent's screen: a suggested reply, a summary of a long history, the relevant policy from the knowledge base, the customer's latest order, or a next-best action such as "offer a replacement".

The defining rule is that the human stays in the loop for every outbound message. The agent can accept a suggestion, edit it or ignore it; nothing reaches the customer until the agent presses send. That separates agent assist from a chatbot or an AI agent, which reply on their own, and from human handoff, which is the moment a bot passes the conversation to a person — agent assist is what helps that person once they have it.

Under the hood it usually combines a large language model with retrieval over your help articles, read access to order, CRM and ticket data, and lighter signals such as sentiment analysis to flag a frustrated customer. Because the agent is accountable for what goes out, agent assist is often the lowest-risk way to bring generative AI into WhatsApp support: mistakes can be caught before the customer ever sees them.

Key takeaways

  • Agent assist is AI that helps a human agent mid-conversation — suggested replies, summaries and lookups — while the human decides what to send.
  • Nothing reaches the customer until the agent presses send, which is what separates agent assist from a chatbot or an AI agent.
  • The most useful first feature is a short summary when an agent picks up a chat after a bot handoff.
  • Every reply the agent sends is an ordinary billed WhatsApp message; suggestions themselves never reach WhatsApp.
  • Track how often suggestions are used as-is, edited or rejected — high acceptance with falling CSAT signals rubber-stamping.

Example: A delayed fridge delivery in Kochi

A customer writes, in a mix of Malayalam and English, asking why a refrigerator promised for Saturday has not arrived. The agent who picks up the chat sees an assist panel: a summary of the two earlier messages the bot handled, the order card showing "Rescheduled — road closure", and the store's delay-compensation policy. The suggested reply apologises, gives the new Monday slot and offers free installation, as the policy allows. The agent checks the courier note, changes "Monday" to "Monday morning, 9 am–12 pm" and sends it. The reply takes under a minute instead of four tab switches.

How does agent assist work?

  1. Listen to the live thread

Each inbound message that reaches the inbox through the messages webhook is also passed to the assist service, together with the recent thread, the customer's profile and any open tickets.

  2. Summarise on pickup

When an agent opens or is assigned a conversation — especially after a bot handoff — assist writes a three- or four-line summary: what the customer wants, what has been tried and what is still open.

  3. Retrieve the facts

It looks up the order, delivery, payment or appointment record and the matching knowledge-base article, and shows them as cards with their source and date, so the agent can check rather than trust.

  4. Draft a suggested reply

A draft appears in the composer in the customer's language and the brand's tone. If the 24-hour customer service window has closed, a good tool proposes a suitable approved template instead of free text.

  5. The agent decides and sends

The agent accepts, edits or discards the draft. Whether each suggestion was used as-is, changed or rejected is logged — it is the main signal for improving prompts and content.

  6. Wrap up

After the chat, assist proposes disposition tags, a CRM note and any follow-up task, which the agent confirms or corrects.

Why does agent assist matter?

Most of an agent's time on WhatsApp is not typing — it is reading back through a thread, switching tabs to find an order and searching for the right policy wording. Agent assist removes that overhead, so first response time and handling time fall without letting an unsupervised model speak for the brand. It also levels up new hires: a suggested answer grounded in the current refund policy is live training, and consistent wording keeps the team's promises consistent.

Common mistakes with agent assist

  • Agents rubber-stamping drafts

When suggestions are usually right, agents stop reading them. Show the source beside every fact, highlight numbers, dates and amounts the model inserted, and review a sample of accepted-unedited replies each week.

  • Suggesting from stale content

Assist is only as good as the policies and product data it retrieves. Version the knowledge base, retire old articles and show each card's last-updated date.

  • Leaking personal data into prompts

Threads contain phone numbers, addresses and order details. Mask what the model does not need, keep logs within your retention policy and check where your AI provider processes data.

  • Measuring only speed

Faster handling with more reopened tickets is not a win. Track edit rate, first-contact resolution and CSAT alongside handling time.

  • Drafting free text after the window closes

A perfect free-form draft fails to send once 24 hours have passed since the customer's last message. Make the tool aware of window status and suggest the right template category instead.

Best practices for agent assist

  • Start with summaries on handoff — the lowest-risk, most immediately useful feature.
  • Put a one-tap "bad suggestion" control in the composer and read what agents flag.
  • Draft in the customer's language, but keep the agent's interface in theirs.
  • Feed agents' edits back as examples when you improve prompts and articles.
  • Show the window countdown right next to the suggested reply.

Agent Assist FAQs

What is the difference between agent assist and a chatbot?+
A chatbot replies to the customer by itself; agent assist only helps a human agent, who decides what is sent. Many teams run both: the bot handles routine questions and agent assist helps the people who take over after a handoff.
Does agent assist send messages automatically?+
No — by definition the agent sends. Some tools offer auto-send for low-risk replies, but at that point the feature is acting as a bot and needs the same guardrails, logging and escalation rules as one.
Do suggested replies cost anything on WhatsApp?+
A suggestion costs nothing on WhatsApp until the agent sends it. Once sent it is an ordinary message: in India, replies inside the window have been charged at ₹0.145 since 1 October 2026. Model usage is a separate cost from your AI provider.
How do you know whether agent assist is working?+
Watch suggestion acceptance and edit rates together with handling time, first-contact resolution and CSAT. High acceptance with falling CSAT means agents are trusting drafts they should be checking.
Is agent assist allowed under WhatsApp's policies?+
Yes. WhatsApp permits automation and AI for customer service, and with agent assist a human is already in the loop for every message. You remain responsible for content, consent and how customer data is shared with AI providers.

* Per-message rates for India, ex-GST: marketing, utility and authentication effective 1 July 2026; service messages ₹0.145 since 1 October 2026 (they were ₹0 until 30 September 2026). Volume commitments earn discounts — final rate is confirmed on your account; applicable GST extra. Rates for other countries differ (see the international rate table on /pricing).
