Proactive Support
Also called: Proactive customer service · Proactive notifications · Pre-emptive support
Contacting customers on WhatsApp before they ask, with delay alerts, outage notices or renewal reminders, to cut inbound support volume.

What is proactive support?
Proactive support is the practice of contacting customers before they reach out — telling them that an order is delayed, that a service is down in their area, that a payment is due or that a subscription is about to renew. On WhatsApp, these messages are business-initiated, so outside an open 24-hour service window they go out as approved message templates sent with the Cloud API.
The aim is to answer the question before it is asked. A customer who receives "Your order is delayed by a day because of flooding near the Bhiwandi hub; new delivery date Friday" has no reason to message support. Each well-timed alert can replace one or more inbound contacts, which reduces the support backlog and the cost of handling it.
Proactive support is different from deflection. Deflection rate measures how many questions customers do send that are answered by self-service, such as a chatbot or FAQ, without an agent. Proactive support prevents the question in the first place. It also differs from marketing: an alert is about something already happening to that customer's order, account or service, not an offer.
Key takeaways
- Proactive support means telling customers about a problem or a deadline before they contact you.
- Delay alerts, outage notices and renewal or payment-due reminders are the classic proactive messages.
- Business-initiated WhatsApp messages outside a service window must be approved templates, billed per delivered message.
- Non-promotional alerts about a customer's own order or account usually qualify as utility; anything promotional is marketing.
- Measure it by the drop in inbound "where is my…" contacts, not by how many alerts were sent.

Why does proactive support matter?
Inbound peaks are often predictable: a courier delay, a payment-gateway outage or a monthly bill date sends hundreds of customers to the inbox at once, all asking the same thing. Sending one clear alert to the affected customers costs a template each, but it can remove many agent conversations, shortens the queue for everyone else, and builds trust because the business spoke first. On WhatsApp the alert lands where the customer will see it, and their reply opens a service window for any follow-up.
How does proactive support work?
Find the predictable questions
Tag inbound conversations for a month and list the top reasons. "Where is my order", "Is the service down" and "When is my payment due" are typically near the top, and each has a system event behind it.
Wire the trigger
Connect the event — a shipment status change, an incident in your status page, a billing date — to a sending job, filtered to the customers actually affected.
Write a utility template
Keep it factual and specific to the customer: what happened, what it means for them, what happens next. Mixed or promotional content is treated as marketing, so leave offers out.
Give a way to respond
Add quick-reply buttons such as "Reschedule" or "Talk to an agent". A reply opens the 24-hour service window, so the follow-up conversation needs no further template.
Measure prevented contacts
Compare inbound volume for that reason before and after, for affected customers versus a holdout group if you can. That difference is the real result.

Example: A Kolkata broadband provider gets ahead of an outage
A fibre cut in south Kolkata takes down 3,200 connections at 08:10. Previously, the support inbox would receive more than a thousand WhatsApp messages by noon. This time the incident tool triggers a utility template to affected customers only: "Service in your area is down because of a cable cut. Engineers are on site; expected restoration 14:00. Reply STATUS for updates." Inbound outage chats fall to a few hundred, mostly replies to the alert, and an all-clear template goes out at 13:40.
Common mistakes with proactive support
Alerting everyone about everything
An outage notice sent to the whole base worries customers who were never affected and invites blocks. Target only the customers the event touches.
Adding an offer to the alert
"Sorry for the delay — here is 10% off" turns a utility message into marketing, at a different rate and with per-user marketing limits. Send the apology as utility and any offer separately, with consent.
Sending an alert nobody can act on
If the message says "delayed" with no new date or next step, customers message support anyway. Include the new time, a reference and a button.
Late alerts
An alert that arrives after the customer has already called adds a contact rather than removing one. Set a short time-to-live on time-sensitive templates so stale alerts are not delivered hours later.
Best practices for proactive support
- Start with your single biggest "where is my…" reason and prove the drop before adding more alerts.
- Send an all-clear message when an outage ends; it closes the loop and prevents a second wave.
- Use the customer's language preference for the template where you store one.
- Respect quiet hours for non-urgent reminders.
